A service level agreement protects you only if it is specific. The clauses that matter when you outsource engineering.
Many outsourcing contracts promise quality in general terms. A useful SLA turns those promises into numbers you can check.
- Priority definitions: what counts as P1, P2 and P3.
- Response and resolution times for each priority.
- Coverage hours, including out-of-hours support if needed.
- Service credits: what happens when a target is missed.
- Reporting: a regular SLA report you can verify.
- Replacement terms for team members.
A partner confident in their delivery will put meaningful credits in writing, for example not charging for an incident when a contracted response time is missed.
